Creating lasting value from airport investments
How a culture of service, innovation and collaboration supports the passenger experience at MCI
By Melissa Cooper, Director of Aviation, Kansas City Aviation Department
An airport terminal shapes a passenger's first impression of a destination. From the moment travelers enter the terminal, its design, functionality and overall environment work together to create a distinctive gateway to the community it serves.
At Kansas City International Airport (MCI), travelers experience all of those elements. The new single terminal features centralized security screening, nearly 50 dining, shopping and entertainment experiences, expansive glass walls, locally inspired public art, ample seating and a design rooted in the character of the Kansas City region.
But creating a memorable first impression is only the beginning. As airport operators, sustaining that impression is important as traveler expectations evolve, technologies change and operational demands grow.
Our experience at MCI has reinforced an important lesson. Passenger experience is the product of an organization's culture, decisions and daily actions. That belief has shaped how the Kansas City Aviation Department approaches everything from customer service and workforce development to innovation, planning and partnerships.
A framework for sustaining success
To maintain and continually improve the experience we envisioned for MCI, we established six cultural pillars:
- Deliver first-class service
- Engage and empower our workforce
- Create a welcoming environment for all
- Cultivate purposeful innovation
- Make sound business decisions
- Excel through teamwork and accountability
These pillars function as an integrated framework for guiding decisions across the airport.
Service defines the experience we want travelers to have. Employees bring that experience to life. A welcoming environment ensures it works for travelers with different needs and backgrounds. Innovation helps remove friction and adapt to changing expectations. Sound business decisions allow us to sustain investments over time. Teamwork keeps the many organizations involved in airport operations aligned around a shared standard.
Together, these pillars turn passenger experience from a collection of individual initiatives into an organizational commitment.
Delivering first-class service
One lesson we continue to see is that passenger expectations are constantly evolving. Travelers increasingly value convenience, clarity and confidence throughout their journey. In many cases, reducing uncertainty can be just as important as reducing delays. That understanding shapes our approach to service.
For example, when passengers call with common questions, our AI-powered GRACE customer support solution provides quick and accurate responses while allowing our team to devote more time to travelers requiring individualized assistance.
Similarly, MCI's Guest Pass Program enables approved visitors without boarding passes to accompany family members to their gates, welcome arriving travelers and enjoy terminal amenities. By extending the airport experience beyond ticketed passengers, the program helps make air travel more personal and supportive.
We are also exploring enhancements such as real-time TSA wait times and a parking reservation system. These tools are designed around a simple principle: the more informed travelers are, the more confident and comfortable they feel navigating their journey.
Engaging and empowering our workforce
While facilities and technology are important, the passenger experience is ultimately delivered by people. Our employees see the traveler journey unfold every day. As a result, they are often the first to identify opportunities for improvement and the first to resolve challenges when they arise.
We encourage that ownership by empowering employees to make decisions, solve problems and take initiative in support of passengers. Through training, communication and a culture that encourages action, employees are trusted to address issues and identify opportunities to improve the traveler experience.
Whether a custodial employee resolves a recurring maintenance issue, a terminal ambassador reunites a traveler with a misplaced item or a customer service representative personally assists a first-time flyer, those actions shape how passengers remember their experience.
For airport operators, empowering employees is not simply a workforce strategy. It is a customer experience strategy. When employees feel responsible for the passenger journey, they become active participants in improving it.
Creating a welcoming environment for all
A first-class experience should work for every traveler. That means recognizing that passengers arrive with different needs, abilities, languages and levels of familiarity with air travel. Creating a welcoming environment requires more than accessibility features. It requires designing an experience that helps people feel confident, supported and valued.
For families, MCI offers infant feeding rooms and a play area designed for children of all abilities. For international travelers and passengers whose first language is not English, we provide live language translation services. For passengers with disabilities or sensory needs, the terminal includes quiet rooms, sensory rooms, accessible circulation paths and service animal relief areas.
We continue to evaluate opportunities to improve navigation, wayfinding and accessibility because an airport cannot truly deliver a first-class passenger experience unless all travelers can comfortably use and enjoy it.
Making sound business decisions
The experience travelers enjoy today is shaped by decisions made years earlier regarding infrastructure investment, planning and resource allocation. At MCI, long-term planning has helped align investments with anticipated passenger demand, operational needs and available resources. The development of the new single terminal reflects this approach, replacing aging facilities with infrastructure designed to serve travelers for decades.
As an enterprise fund supported entirely through airport-generated revenues, we continually balance today's needs with tomorrow's opportunities. Every investment must support operational effectiveness while creating long-term value for passengers, airline partners and the region.
The lesson is straightforward: sustaining a great passenger experience requires planning beyond the immediate need and considering how today's decisions will shape tomorrow's journey.
Cultivating purposeful innovation
Innovation is most effective when it solves real problems. Rather than adopting technology for its own sake, we focus on tools and systems that improve how we communicate, operate and serve passengers.
MCI's digital infrastructure includes large-format displays, touchless kiosks, high-capacity Wi-Fi, flexible content management systems and sensor-based parking technology. These investments help passengers access information more easily, reduce uncertainty and navigate the terminal more efficiently.
At the same time, flexibility remains critical. Aviation is constantly evolving, whether through changes in security requirements, passenger expectations or emerging technologies. Our approach is to build systems capable of adapting alongside those changes.
Innovation should not simply make airports more advanced. It should make them easier for travelers to use.
Excelling through teamwork and accountability
No single organization delivers the passenger experience on its own. Airlines, federal agencies, airport operators, concessionaires, contractors and community partners all contribute to the journey travelers experience. That reality makes collaboration one of the most important responsibilities in airport management.
We prioritize regular engagement with airline partners, federal agencies, tenants, contractors, community stakeholders and travelers themselves. These conversations help identify opportunities for improvement, align priorities and maintain a shared commitment to service.
This collaborative approach has proven especially valuable during major events, including the 2023 NFL Draft and the 2026 FIFA World Cup. Success in moments like these is not the result of any one organization. It is the result of many partners working toward a common goal.
For passengers, that teamwork often goes unnoticed. Yet it remains one of the most important factors in delivering a seamless experience from curb to gate.
Building on the foundation
Our experience at MCI has reinforced that a first-class passenger experience is never finished. Traveler expectations will continue to evolve. Technologies will change. Operational challenges will emerge. Airports must continually adapt while maintaining the confidence and trust of the people they serve.
The new terminal provided an exceptional foundation for Kansas City. Sustaining that foundation requires a culture of service, empowered employees, strategic investment, purposeful innovation and strong partnerships.
Ultimately, the passenger experience is defined by an organization's willingness to listen, learn and continuously improve. That commitment will continue to guide the Kansas City Aviation Department as we work to enhance the passenger experience at MCI.
